First Response Time

The average time between a client submitting a ticket and the first human acknowledgment from the MSP.

Service Desk

Formula

Sum of (first human response time − ticket created time) ÷ Client tickets

Why Track It

Clients judge responsiveness by how long they wait to hear from a person, not by how long the fix takes. A slow first touch is the most visible sign of an understaffed or badly dispatched board.

How It Is Measured

For every client-submitted ticket, measure the elapsed time from creation to the first human reply by phone, email or portal note. Automated receipts do not count. Report in business hours if the agreement promises business-hours coverage, and separately for after-hours tickets on 24x7 agreements. Exclude RMM alerts and internal tickets. Pull from the PSA's first-response timestamp.

Constraints

An auto-reply or a templated touch can make the number look good without anyone engaging. It measures acknowledgment only and says nothing about whether the issue moved.

Measurement Note

Evolved Management puts best in class at 15 to 30 minutes, typical at 1 to 2 hours, and calls anything beyond 4 hours problematic. Averages hide the long tail, so report the share of tickets over the SLA response window as well.
